Servicescape roles and Bitner's S-O-R effects in services marketing: excerpt from page 35 of the BBA 307 notes
Excerpt from page 35
Roles played by the servicescape
The servicescape plays four roles for a service firm.
- Package: like a product's packaging, it wraps the service and conveys its image and quality to customers. It is the "outer face" of the firm, for example the grand lobby of a five-star hotel or a sleek Apple store.
- Facilitator: it helps customers and employees perform their activities smoothly and efficiently, for example clear signage at an airport, a well-designed bank layout or easy app navigation.
- Socialiser: it guides interaction between employees and customers and among customers, and shows the roles and behaviour expected. Seating in Starbucks encourages people to sit and talk; open-plan offices do the same for staff.
- Differentiator: it separates the firm from competitors and signals the target segment, for example theme restaurants, premium vs economy lounges, or PVR Gold class.
Effects of the servicescape (Bitner's framework)
Bitner's model rests on the Stimulus → Organism → Response (S-O-R) idea. Environmental dimensions are the stimulus. Customers and employees are the organisms who perceive them. Their internal responses then lead to behaviour.
| Internal response | Meaning | Example |
|---|---|---|
| Cognitive | Beliefs and categorisation; the servicescape works as nonverbal communication about quality and price | Fancy décor makes customers believe the restaurant is expensive and good |
| Emotional | Feelings of pleasure or displeasure and arousal created by the environment | Soft music and fragrance make a spa feel relaxing |
| Physiological | Physical comfort or discomfort from noise, temperature, seating and lighting | Hard chairs in a waiting room cause discomfort; loud noise causes stress |

These responses lead to two kinds of behaviour. Approach behaviours are the desire to stay, explore, spend more, return and recommend. Avoidance behaviours are the desire to leave, not return and spend less. The servicescape also shapes social interaction between customers and employees.
Moderators: personality traits (arousal seekers vs arousal avoiders), the purpose of the visit, mood and situational factors all change how a person responds to the same environment.

How to write BBA 307 answers: diagram-led ten-to-fifteen-mark answers built on named frameworks
Good Services Marketing answers name the framework and its author, add a diagram, and give an Indian example per point.
- Draw: the notes mark three diagrams for the exam: the Services Marketing Triangle (page 8), the zone of tolerance (page 10) and the gap model layout (page 13).
- Name the source: Booms and Bitner (1981) for the 7Ps, Shostack (1984) for blueprinting, Bitner (1992) for servicescape. The quick revision pages (16, 28, 39, 53) list these.
- Use the memory tricks: RATER, PECI (matching promises), A-S-S (servicescape dimensions), A-L-E-F-C-F (recovery tactics).
- Avoid the common slip: internal marketing enables the promise (company to employees); interactive marketing delivers it (employees to customers).
Worked example: "Explain the Services Marketing Triangle"
- Define it: the triangle links company, employees and customers (Kotler and Bitner).
- Draw it: company at the top, employees and customers at the base, sides labelled external, internal and interactive.
- Explain each side with a hotel: "24-hour room service" advertised, staff trained, room service arriving politely at 2 AM.

How do I get the full BBA 307 notes?

Is BBA 307 Services Marketing compulsory in BBA Semester 5?
No. BBA 307 is a Marketing specialisation elective, alongside BBA 309 Rural Marketing. Under the major-minor scheme a student picks two papers from the major specialisation and one from the minor, so BBA 307 can count as a Major or a Minor Elective. The scheme adds that electives are offered at the discretion of the college or university.
What are the passing marks for BBA 307?
BBA 307 is marked out of 100: 40 internal and 60 end-term, as the BBA scheme of examination states for every theory course. The scheme PDF does not print a pass percentage, so we do not quote one. End-term minimums, re-appear and results follow Ordinance 11; check it or ask your college exam cell.
Which BBA 307 unit is the longest in the notes?
Unit IV: 14 pages (40 to 53), 16 sections and 22 questions in its bank, 12 short and 10 long. It covers failures and recovery, guarantees, HR strategies, moments of truth, loyalty, CLV, customer equity, AI, BPO and KPO, and e-services. Unit I is next with 13 pages and 13 sections, most of them on service quality.
Do the BBA 307 notes cover AI, BPO, KPO and e-services?
Yes, each has its own section in Unit IV. AI in services marketing (pages 49 to 50) lists nine applications with examples such as SBI's SIA and Digi Yatra. BPO vs KPO is a seven-row comparison on page 50. Marketing of e-services, with the E-S-QUAL dimensions and eight strategies, is on page 51.
Do the BBA 307 notes match the 2024-25 syllabus?
Yes. The notes follow the NEP based BBA scheme and syllabus that applies from the 2024-25 session, so they fit students admitted in 2024-25 or later. If you joined earlier under the older scheme, compare your syllabus with the coverage table on this page before ordering, since unit titles and topics may differ.
