Customer service and the Gaps Model in retailing: excerpt from page 27 of the BBA 416 notes
Excerpt from page 27
Customer service in retail
Customer service is the set of activities and programmes a retailer undertakes to make the shopping experience more rewarding for customers. It is a major source of differentiation, because products and prices are easy to copy, but a service culture is not.
Types of customer services
Services are grouped by the stage of the purchase. Pre-sale services include information, store timings, parking, product demos, an online catalogue and appointment booking. During the sale, the store offers helpful staff, trial rooms, gift wrapping, several payment modes, EMI and quick billing. Post-sale services cover home delivery, installation, alteration, warranty, easy return and exchange, and complaint handling.
Two service strategies
The standardisation approach uses the same service procedures in every store, as McDonald's and DMart do; it is consistent and low cost. The customisation approach adapts service to each customer, such as a personal shopper or a jewellery consultant; satisfaction is higher, and so is the cost.
SERVQUAL: five dimensions of service quality
Parasuraman, Zeithaml and Berry describe service quality through five dimensions, remembered as RATER: Reliability (promise kept, right bill), Assurance (knowledge, courtesy, trust), Tangibles (store look, staff dress), Empathy (personal attention) and Responsiveness (quick help, short queues).
Gaps Model of service quality
Gap 1, the knowledge gap, opens when the retailer does not know what customers expect; it closes through customer research, feedback and listening to frontline staff. Gap 2, the standards gap, appears when expectations are known but not turned into service standards; clear SOPs and targets fix it. Gap 3, the delivery gap, means staff do not deliver the set standard; training, empowerment, incentives and enough staff close it.
Gap 4, the communication gap, arises when advertising promises more than the store delivers; realistic promises and internal communication solve it. Gap 5, the customer gap, is the difference between expected and perceived service, and it closes only when gaps 1 to 4 are closed.

How to write BBA 416 answers: diagram-led long answers, Indian retail examples and markup numericals
BBA 416 is descriptive, but the notes treat it as visual: 38 numbered figures, each quick to redraw. The 11 exam tips ask for three things: a labelled diagram, an Indian retailer as the example, and a short calculation where retail maths fits.
For nature and scope of retailing (5 to 10 marks), page 6 suggests: meaning, two definitions, 8 to 10 one-line features, the scope heads and Figure 1.1. Ethics answers cite the Consumer Protection Act, 2019 (page 16).
Pricing answers need the EDLP versus Hi-Lo graph and one markup sum (page 29). For "critically analyse" questions, page 64 asks for both sides of each strategy and a closing view on omnichannel and ONDC.
Worked example: answer plan for "Explain the theories of retail evolution" (15 marks)
- Two-line intro: retail formats change in patterns, and five theories explain them.
- Wheel of Retailing (McNair, 1958) with Figure 1.2 and the Big Bazaar to DMart example.
- Retail Accordion (Hollander, 1966): general to specialised and back.
- Retail Life Cycle (Davidson, Bates & Bass, 1976) with Figure 1.4 and its four stages.
- Dialectic and Natural Selection theories in three lines each, then one limitation of the Wheel.
Practise this answer format with the unit-wise questions and the separate GGSIPU BBA important-questions collection when available.

Total: 101 practice questions across 4 units, comprising 57 short-answer and 44 long-answer questions. The book also includes 3 worked retail-maths examples.
These are practice prompts; the answer material sits in the unit sections.
One question per unit, with answer pointers:
- Unit I: What is the Wheel of Retailing? Pointer: McNair (1958): enter at low price and margin, trade up, then lose ground to a new low-price entrant (page 7).
- Unit II: Differentiate between cross-selling and up-selling. Pointer: Cross-selling adds a related item (phone plus cover); up-selling moves to a costlier version (page 25).
- Unit III: Find closing stock at cost by retail method: goods available at cost ₹90,000, at retail ₹1,50,000; sales ₹1,10,000. Pointer: Cost-to-retail ratio 60%; closing stock at retail ₹40,000; at cost ₹24,000 (method on page 49).
- Unit IV: Critically analyse the strategies adopted by e-retailers in India. Pointer: Each strategy's upside and cost, then success factors and Indian challenges (pages 63 to 64).
The BBA 416 notes set 57 short-answer and 44 long-answer practice questions across 4 units, plus 3 worked retail-maths examples.
More practice is planned on the BBA 416 important-questions page.

BBA 416 Retail & Mall notes FAQs
How do I get the full BBA 416 notes?
Message us on WhatsApp at 9899436384 with the Get Full Notes button on this page. The full BBA 416 notes are sold only as a printed book, not as a PDF, with all 4 units across 66 pages. Delivery takes up to 5 to 7 days, depending on your location. A sample PDF is planned; check its availability before ordering.
Is BBA 416 a compulsory paper in GGSIPU BBA Semester 8?
No. BBA 416 is a Major Elective under the Marketing specialisation in the BBA (Hons.) eighth semester. The scheme asks you to select three electives, offered at the discretion of the college or university. BBA 402 and BBA 404 are the two papers every Sem 8 BBA (Hons.) student takes, so check with your institute before you pick BBA 416.
How many marks is BBA 416 out of, and what is the passing mark?
BBA 416 is marked out of 100: 40 internal and 60 end-term. Internal marks are a 15-mark class test plus 25 marks for activities such as assignments or viva-voce. The BBA scheme PDF does not print a pass percentage, so we do not state one. End-term minimums and re-appear rules are set by GGSIPU Ordinance 11 on ipu.ac.in.
Do the BBA 416 notes cover mall management?
They cover it as the official syllabus does. The BBA 416 syllabus has no separate mall unit, so the notes handle malls where the units place them: the shopping mall as a store format (page 10), the malls era in India (page 7), mall locations such as Select Citywalk (page 44), and mall operations careers (pages 14 and 17). Nothing outside the syllabus is added.
Are there numericals in the BBA 416 notes?
Yes, three worked examples. Page 29 works out markup, margin and markdown with rupee figures, and page 49 solves the retail method of inventory valuation, from cost-to-retail ratio to closing stock at cost. Two practice numericals follow in the question banks: Unit 2 question 10 (markup and margin) and Unit 3 question 15 (retail method).
Do the BBA 416 notes follow the 2024-25 revised BBA syllabus?
Yes. The notes were checked against the revised NEP-based BBA scheme and syllabus that applies from academic session 2024-25, linked in the syllabus map above. The supplied editorial mapping reports that the unit titles, unit order and all topics match that PDF. If the university revises the BBA 416 syllabus again, the notes and page update date should be reviewed.
